CONTROLLED AI SUPPORT

Review Mode vs Autopilot for AI Customer Support

The choice is not simply manual support or full automation. A safer system moves through stages: draft with human review, automate proven answers, and keep risky cases out of automation entirely.

Review mode: AI drafts, a person decides

Every generated response waits for approval. The reviewer can edit, send, reject, or answer manually. This is the right starting point because it exposes weak knowledge and unsafe assumptions without putting them in front of customers.

Measure how often drafts are accepted, heavily edited, or rejected. A high edit rate means the knowledge or prompt needs work.

Trusted mode: automate narrow proven cases

A trusted workflow should require a strong match to reviewed local knowledge, a permitted category, and no safety trigger. It is suitable for repetitive questions with stable answers.

Examples might include where to find a setting, how to perform a documented setup step, or whether a clearly listed feature exists on a specific plan.

Autopilot: broader routine handling with guardrails

Autopilot can handle eligible routine tickets without waiting for approval, but it still needs the same grounding, audit trail, and escalation rules. It is not permission to answer every message.

Keep a visible record of what was sent and provide a quick way to stop or narrow the automation.

Some tickets should never be automated

Refunds, chargebacks, legal concerns, security reports, privacy requests, possible data loss, attachments, screenshots, credentials, payment information, threats, and unclear technical failures belong with a person.

Low confidence, conflicting sources, missing knowledge, and unusual tone are also valid escalation triggers.

Promote workflows with evidence

Move a category from Review to Trusted only after repeated correct approvals. Review automated outcomes and demote a category when the product, policy, or documentation changes.

Automation is not a finish line. It is a permission that remains valid only while the supporting knowledge remains accurate.
